Incidents vs Service Requests
Read the examples and decide whether or not they are one of the following: - Incident - Service Request - Non-standard Service Request
1) A user calls the Service Desk reporting their iGel monitor is not working all the time. Sometimes there's just a blank display, other times they can hear a "clicky" noise from the power plug. : Incident - The user has reported an "unexpected interruption" to the use of their monitor. This is definitely a "break/fix" scenario.
2) A senior manager has walked to the Service Desk, you are the only analyst available and they look to be flustered. They explain they are due to be in a meeting in the next 10 minutes and urgently need a laptop charger, as they left theirs at home. : Non-standard Service Request - Laptop chargers are not something we have a set SLA for, nor are they offered in our Service Catalogue. Although the senior manager is flustered, you are the only analyst available and this will have to be a case of best endeavours in regards to turnaround time.
3) HR notification email comes through to the "Pending" queue. We are notified that there is a new starter due to join SHG next week. : Service Request - New Starters are defined in our Service Catalogue, with a fixed SLA turnaround time against them.
4) An email is received detailing that one of our Internet lines has gone down at one of our sites. : Incident - Although the email might be auto-generated and not from a human directly, this case would still be an incident as there has been a complete loss of service.
5) A member of the Business Support Team has called the Service Desk saying they are unable to login to their iGel. It's refusing to accept their password since they've come back from lunch. : Service Request - Although the user has reported it and it does sound like an incident because there has been an interuption to BAU service... Password resets are defined in our Service Catalogue, meaning they have a defined SLA against them.
